I like to believe that there are always (or mostly) good intentions behind just about everything. For businesses they are trying to chase after the better, faster, cheaper while making money for their stakeholdrs. But we do have to stop and ask, who it the "better" for? When it comes to the customer experience and support, who defines what better is?
To excel in today's market, businesses need to prioritize providing exceptional customer experiences. Key measurements such as NPS, CSAT, and CES provide valuable insights into customer satisfaction, advocacy, and effort. By mapping the customer journey, personalizing experiences, and ensuring seamless omni-channel interactions, organizations can enhance customer experience.
Recently I began implementing a strategy to bring AI to my healthcare organization. The reason was simple; to find ways to improve the customer experience while reducing the burden on the IT teams that deliver the service. The approach I took was to deliver the most straightforward and shortest solution that gets technology out of the way of the clinical provider, enabling them to be better at their jobs.
Ever wonder where the rubber meets the road for your service? Sure it's all about having a great product or service, and ensuring that you have an outstanding customer experience. But when things go wrong, and customer expectations aren't met, where do your customers go? To the Service Desk. Whether in house, or outsourced...live or virtual, that's where each and every contact is a "moment of truth." Will it be a hero moment or a zero moment?
A recent incident with failed communication made it clear to me that it's something we struggle more often than we care to admit. Thinking about all the key ingredients we have to get right, from the content, to the clarity and care we take, to understanding the culture of our customers, to finally knowing the criticality of delivery....it made sense. Here are some reminders of the 5 C's to look out for.
So many people have gotten into positions where they've settled into rather routine work and oftentimes mundane tasks on a rather regular basis. Why is this ok? Why aren't we working harder to "automate the mundane and elevate the humane?" Here's another perspective on why we should make it a priority to use AI for that purpose.
Been thinking about the long journey with problem management, and the key elements necessary to be successful in this space, regardless of what industry/vertical you're in. Sharing a little on the journey and the many key lessons I've learned along the way. Feel free to comment- would love to hear thoughts on this subject!
It’s 2022. And we still haven’t solved the age-old issue of passwords. Sure we’ve introduced biometrics, ….but, they still exist in the background. The day you decide to get up and groggily try to unlock your iphone with your beanie on so you can go for that morning walk and it doesn’t recognize you, you’re screwed! And then you’re off to a bad day…
For what seems like years we’ve heard and drilled into our teams “Customer Service”, “The Customer comes first”, “Do what’s right”, and lately…. remember the “Customer Experience.” That’s all good and well, but did we really need a Pandemic to shine a light on what matters even before our customers? Our Employees.
Nowadays a broad search on ITSM on the internet will yield this definition, “IT service management is the craft of implementing, managing, and delivering IT services to meet the needs of an organization. It ensures that the appropriate mix of people, processes, and technology are in place to provide value. In other words: ITSM is the art of making a business run.” My favorite piece of this is the “Art of making a business run.” So, what about IT service management is really exclusive to IT, I ask? A lot, in fact, everything…
Celebrated the grand opening of the SCC- Service Command Center on August 17, 2017. So refreshing to see a company take pride in its facilities and services the way we do! This newly renovated space is the home of the Service Desk, core Service Leadership team, the “Situation Room” and serves as the heartbeat of IT…
Many IT organizations are founded on the principle that their services are critical the other overall operation of their organization, but don’t generally think through their customer experience. I’ve learned that over-valuing the service without considering the role customer service plays in the mix is a major oversight. And here’s why it’s so sorely needed…
I wrote this piece for hashtag#HDI because too many teams are chasing KPIs while missing the identity underneath them. If you want to build service that people trust, remember, and advocate for, you don’t start with dashboards.
Brand is not just what customers see on the outside. It is how employees experience the organization from the inside. How they are welcomed. How they are treated. How consistently care, generosity, and pride show up in everyday moments.
Before the food, the photos, and the traditions, Thanksgiving is really about hashtag#connection. The real kind. The imperfect kind. The kind that shows up even when life is heavy, schedules are full, and nothing is wrapped in a bow. This morning was a quiet reminder of that for me. A reflection on how people show up in different states, with different capacities, carrying different stories.
Design isn’t just what people see. It’s what they feel, hear, taste, smell, and remember. Every sense tells a story, and when those stories align, the experience becomes unforgettable.
Peek into my list… what brands or experiences still have you raving? And which ones left you reeling?
Here’s the truth: managers are sometimes the problem. Not because they don’t care, but because they step in when they should step back. They feel the need to control the moment, to enforce the rule, to show authority...when what the situation really calls for is trust, creativity, and restraint. I got to see this first hand at a rooftop restaurant in NYC this past weekend.
Sometimes the smallest details leave the biggest impressions. My recent visit to a revolving sushi bar wasn’t just about the food....it was a reminder of how design, flow, and experience can make or break delight. Take a peak into the future...it's here and now. And it starts and ends with Designing for Delight!
What do you do when you encounter a comedy of errors by the big, medium and small companies in one day? The small, irritating misses where a little more attention to detail could have turned friction into delight… and instead left me delayed, frustrated, and shaking my head. Here’s a tale and the how to avoid these mishaps when designing for CX.
There’s a common phrase in business and in life: You can’t make an omelet without breaking some eggs. It’s a nod to the idea that progress often requires disruption, even if it’s a little messy. But what I’ve observed in many organizations is the exact opposite. Instead of taking initiative, people are conditioned to walk on eggshells, afraid to act, afraid to deviate from the script, afraid to simply help.
I want to dive into four key areas where AI is reshaping CX: Personalization, Predictive analytics, Virtual reality, and Customer service. Each one holds both promise and risk, and I’ll bring in some real-world stories from my own work and the latest conversations I’ve been following.
The 10 CX Virtues are the habits of companies that get it right. They make you feel seen, heard, and valued, turning routine interactions into standout moments. Ready to stop pushing your customers to the brink? Here’s your cheat sheet for building loyalty, one positive interaction at a time.
Too many companies obsess over customer experience (CX) while ignoring the struggles of the people delivering it. Outdated tech, rigid policies, and lack of support turn great employees into disengaged ones. And when employees check out, customers feel it. The truth is simple: EX is CX—because it’s all HX (the Human Experience), and it’s sequential, like dominos.
Imagine trying to navigate a road trip without a map or GPS—just gut instinct and a bit of hope. You might eventually get somewhere, but chances are, you’ll waste time, take wrong turns, and frustrate everyone along the way. Now, what if every person you met gave you precise directions to your actual destination? That’s what the Voice of the Customer (VOC) does for business transformation.
While getting myself ready to host yet another Thanksgiving at my home, I couldn't help but think back to the annual potluck luncheons my team and I would have at the office. Sandwiched between Thanksgiving and Christmas, we found a way to bring the whole organization together in a very unique way. I still smile at the lovely memories.
We've all heard these dreaded words, I'm sure of it.... 'I’m sorry, but there’s nothing I can do.' It’s like having a bucket of ice poured on you when you’re already having a bad day. It instantly turns hope into frustration, and a potential solution into a brick wall. The antidote to this is empowerment of service providers!
After losing my driver’s license on a Monday of this week 😢 , I dreaded the idea of dealing with the DMV. Visions of long lines, endless forms, and frustration danced in my head. 😱 But on Tuesday, something unexpected happened—I was shocked, but in the best possible way. The journey from dread to delight 😃 didn’t happen by chance; it’s clear there was a well-thought-out plan behind this transformation.
After years of being on the receiving end of frustrating customer service experiences, I’ve had my fair share of hair-raising moments. From endless call trees to hidden fees, these are the things that not only tested my patience but also shattered my trust in a company. I wrote this article because, let’s face it, we’ve all been there—and it’s time companies stop making these avoidable mistakes.
After reading a Wall Street Journal piece on how Party City has nailed the omnichannel experience (seriously, check it out here), I couldn’t help but reflect on my own experiences with them. They’ve got something special going on—a simple, consistent, and thoughtful journey that makes you feel like you’re the guest of honor at their party. Imagine that. This got me thinking about how many other companies miss the mark, especially when it comes to internal support. So, I decided to dive into what makes Party City’s approach stand out and why the little things really do matter.
While applying the art of cooking, the realization dawned on me: creating delightful customer experiences is much like crafting a perfect dish. It's a meticulous process that requires the right blend of ingredients, techniques, and a dash of creativity. From retail to hospitality, dining to airlines, this article explores how small tweaks and thoughtful touches can transform CX into a memorable journey.
It dawned on me how desperately we, as customers, seek good experiences on a daily basis. We need services and products, true, but we crave things to go right more often than they go wrong. Once in a while something going sideways is ok, but the frequency of intercepting complexity is quite troubling. And when things don't go right, the daunting task of fixing it takes time and energy that would otherwise be best spent on something else.
And how is it being measured these days? I agree that there's value in pursing better (and faster and cheaper.)
In the realm of customer service, I recently encountered a tale of three experiences that highlighted the pivotal role of service processes in shaping the customer journey. In this article, I delve into one such experience, encompassing the good, the bad, and the ugly sides of service design. Join me as I explore valuable lessons and envision what exceptional service could have been.
By simple...customers can easily interact with the service without needing instructions. By solid...it has a high degree of quality, being both reliable and repeatable. And by scalable...it can be expanded for a larger use case with the same great experience. Here’s a story about such a service that was designed with both good intentions and great (ultimate)execution. I share this one in more detail because there were lessons learned along the way and an agile approach to course correction was needed to achieve all 3 objectives.
Can't help but notice the perpetual improvements in the traveler experience the more and more I frequent different airports throughout the US. Everything you can possibly need and want is now readily available. The airports and airlines figured this out- the easier they make the travel experience, the more you'll travel. Imagine that. Now why can't healthcare learn from this? Why is it we still have to fill out paper forms each time we see a new doctor, wait ridiculous amounts of time to see our doctor, and then sort through tons of mail and data to try to figure out what was covered, what's out of pocket, and how much getting better is going to cost us? Or is it because with air travel, that's a choice, while healthcare, we don't have much of a choice...or do we?
A tale of the best and the worst of on-boarding experiences, and how to get it right! Why the best companies get it right from the start, and tips on how to do this. A bit of a long read this time, but, true personal stories and strong lessons learned.
As promised, here is part 2 of the Total Experience- unpacking what the key ingredients are to make for a great Customer Experience. This isn't focused on the exact mechanisms to achieve this, but it does talk about how great organizations such as Amazon have figured out what makes that customer journey work.
This is Part I of a series on Total Experience- focusing on Employee Experience to start. In this I unpack what makes the difference in the Employee Experience world, and how key tips lead to employee engagement and loyalty. Enjoy these tips! Part II next…
Employee Engagement”- wow, what a concept. The idea that a highly-engaged employee is a company’s most valuable asset has finally surfaced more openly than ever. It took a long time to see the two words coupled, and for the longest time it was just about customer service, and employee satisfaction, but never about actual engagement….
Nowadays a broad search on ITSM on the internet will yield this definition, “IT service management is the craft of implementing, managing, and delivering IT services to meet the needs of an organization. Published for me on 2/5/26 by the Institute for Digital Transformation, this article explores what real digital transformation actually requires when you strip away the hype and focus on coherence, mastery, and the human experience behind the systems we build.
At the recent C-Vision CIO conference, one topic stirred something deeper than curiosity....it sparked reflection. Quantum computing isn’t just the next wave of innovation. It’s a test of trust, leadership, and what it means to stay human in a rapidly shifting digital world.
We live in a world where AI helps us shop, suggests what to binge, and even finishes our sentences. It's smart. It's fast. But does it feel right? HX, or the human experience, is what separates a tool from a moment. It's what makes great design not just efficient, but meaningful.
Imagine having a personalized genie at your fingertips to simplify and enhance your daily life. I've learned so much in so little time, and I feel like I now have a superpower, allowing me to be a superhero—Wonder Woman, in my case. By tapping into the power of AI, I've ventured into foreign territory with grace, and I'm sharing a few ways I've tapped into my genie... perhaps you'll share yours!
Really pleased to be sharing my latest article, published today on the hashtag#InstituteforDigitalTransformation 's site! This was inspired by my latest experience visiting Las Vegas's (and the world's) latest marvel- the "Sphere." This is, in my opinion, Revolutionizing Reality. Step into the future world of this next-generation in entertainment, a whole new sphere of it!
As we set into the new year, let’s Dive into the evolving landscape of 2024, where a game-changing trend is set to reshape how corporations operate. This is a short read, packing a strong punch, I promise!
Amid the whirlwind of technological advancements shaping our modern world, Amazon stands as a shining example of how a relentless commitment to digital transformation can revolutionize industries and redefine customer expectations. Founded in 1994 as an online bookstore, Amazon has since evolved into a global tech giant, disrupting numerous retail and service industries along the way. Let’s explore Amazon’s journey in digital transformation, focusing on 3 unique examples of this transformation, as well as how customer-centric design was core to their strategy, and ultimately, to their success.

The future of work beckons us to strike a balance between technological progress and human-centric values. As we navigate this uncharted terrain, it is imperative to prioritize both the autonomy of workers and the need for purposeful engagement. By learning from the lessons of the past and integrating the insights of today, we can pave a road to a future of work that is not only efficient and agile but also fulfilling and enriching. In this article, I unpack some trends and shifts in this work paradigm, and how they impact us, around the world. Feel free to share with your network!
Digital transformation is revolutionizing healthcare and its ability to deliver quality and personalized care. By embracing service management as a critical component of this transformation, healthcare organizations can simplify the clinician and technician experience, making technology an enabler for service rather than an obstacle. From streamlining diagnosis and treatment to empowering personalized patient care, there’s a wide range of opportunities to tap into, and the modern CIO is a primary figurehead to drive that transformation.
Digital transformation is the current buzzword in the corporate world, and it is here to stay. The term refers to the integration of digital technologies into business processes, resulting in significant changes in the way organizations operate. It is all about using digital technologies to streamline business operations, enhance customer experiences, and achieve better outcomes…
In this day and age, there is such a big hype on security breaches and how social media is completely corrupting our society, turning all our human interactions into non-human interactions. There’s a constant scare about identities being lost, amounting to a ton of confusion and financial loss…anything from monies being stolen, to healthcare transactions mounting, and credit issues galore. Schools worry about students finding ways to steal tests, and cheating occurring via smart phones/watches, and who knows what else. Rarely do you see an individual, a couple, or a family sitting together without “it” disturbing them (the “it” of course is technology.)
We often think coaches don’t mentor and mentors don’t coach. Not true. The most effective guides are the ones who know when to pull which lever, and meet people where they are, applying the platinum rule.
Sometimes, when we are emotionally grounded, our words flow with clarity and intention. Other times, when we are emotionally hijacked, everything that comes out feels rushed, reactive, or incomplete. It made me think more deeply about something we often overlook. The power of words.
During a major renovation, the original construction crew from the 1950s left behind a newspaper and an empty beer bottle, sealed between studs and sheetrock. Forgotten for nearly sixty years. Not destroyed. Just waiting. Reading it felt like opening a time capsule.
Why is it so hard to restart once MOMENTUM is lost? You see it every year around the holidays and even after vacations. Job searches pause. The desire to organize, reset, or restructure quietly fizzles. Learning routines get disrupted.
For years I used assessments as a shortcut to self-awareness. What I did not expect was how much they would help me understand my strengths, my blind spots, and the way others needed me to show up. When you learn who you are, you learn how to lead. When you learn who others are, you learn how to elevate them.
More about the climb…what it takes to be a solopreneur. There are 7 myths I debunk in this one- enjoy the climb with me!
This one is about the journey of starting out on my own. The good, bad and the ugly of it…all of it. Nothing held back, just the honest truth of what I went through, and the journey that the road that is still unfolding before me.
When The INC Magazine reached out to include me as one of the "10 Most Prominent Business Leaders to Watch in 2025," I was honored… and also a little surprised. I’ve never chased titles. I’ve chased impact. This feature captures a piece of that journey- building Norvana, leaning into human-first transformation, and redefining what service means in a world flooded with automation.
I’m proud of what’s written here, not because it’s perfect, but because it’s honest.
There are moments in life that feel like pure chaos- and yet, somehow, they lead you exactly where you were meant to go. This story has stayed with me for years. It’s a true miracle- one that reminded me what can happen when you walk in faith, even when the path is unclear. Here’s the story of the tornado, the trampoline, and the answer to a prayer I hadn’t even fully spoken out loud.
Fifteen years ago, on my birthday, I almost died.
What could have broken me became the start of something bigger. This isn’t just a story of trauma—it’s about clarity, resilience, and leadership forged through lived experience.
You can’t always control the crash.
But you can choose what comes next.
100 articles. Dozens of themes. One incredible journey. It began with Stone Soup — a pot, a spark, and a belief that something meaningful could be made with whatever was in reach.
And now, 100 articles later, it ends (or begins again?) with Norvana — the space I’ve built to reflect it all.
Breaking barriers as a woman in leadership wasn’t just about grit—it was about the right people at the right moments. To the male allies who didn’t just nod along but actually opened doors, gave me a shot, and shared their knowledge—thank you. And to those brave souls who stood up for me, pushed back on the bullies, and made space where there was none—you have no idea how much it meant.
Maybe it’s just the winter blues, but we’re already halfway through February… how did that happen? Yet at the same time, some days feel like they’re dragging endlessly. It’s that weird paradox—time flying by, yet feeling stuck in slow motion. That’s when you need to H.A.L.T. If you’re running on empty and not sure how to refill your tank, let’s talk, I’ll tell you all about the HALT principle and how to apply it.
So...this just may have been me, looking down with trepidation at this enormous sink hole they called a pool, but in truth I wasn't 6 years old like this little girl when I discovered my biggest fear, I was 12, and it was the high dive. Yet the cries of my peers below me shouting (not cheering) "just jump!" didn't do much to make me want to do it.
With the new year on the horizon, I’ve been reflecting on what truly matters. It’s so easy to get swept up in the noise of life—endless to-do lists, distractions, and the constant push for more. But this year, I’ve decided to embrace less. Inspired by Greg McKeown’s Essentialism, I’m taking a hard look at what adds value to my life and what doesn’t. It’s a journey of simplifying, focusing, and rediscovering purpose. Here’s how I’m setting the tone for 2025 with a single resolution that’s all about clarity and intention.
One year ago, I faced a life-altering moment I never expected—my own layoff. In that experience, I discovered the depth of emotions that come with such news, emotions often hidden behind brave faces and casual updates. This is a rather long read, born from a pure stream of thoughts and emotions with no edits. I’m sharing it not just to shed light on my journey but as a call to action. If someone in your circle has faced a layoff, remember, this isn’t just a career bump—it’s a personal upheaval. Your presence, empathy, and support could be exactly what they need to rebuild, one step at a time.
I know hard conversations are hard, and believe me, I've been on the giving and the receiving side of these. Still, I believe there is more good that comes out of having the conversation than in avoiding it. Especially when it comes to giving bad news..."bad news never gets better with time" is a true saying. But there is a graceful way to do this, and it comes with building trust, using compassion, and of course, clarity. Having received the results of the poll I pushed out weeks ago, I had to unpack this further.
For those who know me well, they would share that I'm a creative person who applies design thinking in everything she does. Yet when I was approached by Canvas Rebel to be featured in an upcoming edition, I initially hesitated, as I hadn't thought of myself amongst the "creatives" and a rebel at that. Thinking of this now, it makes perfect sense as every opportunity to create gives you a blank canvas to work with, and even when it isn't quite blank, you can rebel and embellish on it anyway.
Leading a Team of Superheroes - The Honor of a Lifetime is a reflection on my incredible journey with a standout Service Management team. I share insights about the unique strengths each member brought to our mission and how their 'superpowers' made a difference. In addition, I share 5 unique themes that made the magic possible. This article is a tribute to their talent, teamwork, and the profound impact they had on me.
Starting a business with your spouse during a financial crisis taught us more than we could have anticipated. In 2008, my husband and I launched "The Nile," a Mediterranean restaurant, which became a crucible of learning and growth. Here, I share seven critical lessons from our journey, indelibly etched in my memory. These insights, while born from the hospitality industry, apply broadly across any business sector, representing hard-earned wisdom at a steep personal and financial cost. I wonder how many others have learned similar hard lessons as an entrepeneur. While I shared in a vulnerable way just now, I'm hoping to continue to learn from others around as they also share their own experiences!
Coming out of an amazing all Women event- C-Vision's Women with Vision in NYC, it inspired me to release this article focused on innovation. I've come across this question at numerous events, how to cultivate a culture of innovation...afterall, innovation drives digital transformation, or does it? Gave me much to think about over the past few months.
As I started to unpack this, the list grew to 10 things that I've witnessed working, driving the spirit of innovation. I hope you enjoy this piece, and would love to hear which of these you've encountered in your own journey. Do share!
I am honored and humbled by being recently featured in the CIO Times "Top FIVE Influential Leaders the BUSINESS WORLD should know" January edition. This particular recognition is very special to me, as I shared some of my most intimate memories and insights along my leadership journey. Though this feature is a bit on the long side, with 4 pages at the end of the editorial, I've re-embedded it into this article for easier reading.
Sometimes when you break away for some much needed r&r, your lens is refocused and you "sharpen the saw" considerably. On a recent trip, a set of circumstances reminded me of the importance of understanding what's unique about each of us, and how to honor that. For as long as I can remember, I've heard people talk about the Golden rule, which tells you to treat people as you'd want to be treated. But doesn't that assume that we're all the same? I would argue nothing could be further from the truth. Here's a little insight about a different rule you should consider- the Platinum rule; Treat people as THEY want to be treated.
Very few moments in life, especially in our childhood, shape us in ways that matter. This story was inspired by a mentor who recently asked me a simple question about my creativity, my vision as an artist, "what inspired you to this?" It took me back to the very moment that I discovered the power of vision, and the actual paradigm shift that resulted. What's most impactful in this situation was the massive influence of words spoken so simply and so gently, words that lifted the spirt and inspired belief. I will leave the rest to the story...and enjoy the tree, this is the real deal, painted by the shaky hands of a 10 year-old girl who never thought she could ever be called an artist.
A few weeks ago, I was invited to share my “gift” with the fellows of the Institute for Digital Transformation, a pearl of wisdom that would be helpful to others along their journey. I shared 3 things; 1) a reminder that Leadership is a privilege, and to lead is to influence others and to potentially impact not only their careers and but also their lives; 2) as leaders, we should be on a continuous growth journey, so always “look, listen, and learn” every day, everywhere, and in every way; 3) the ABC’s of Leadership- it’s about hashtag#authenticity , hashtag#boldness , and hashtag#courage .
Wondering how to truly transform your New Year’s resolutions? Let me share my secret and a few personal stories born from a decade's worth of insights. In short, I do three things, I set a “theme” for each year, then I carefully curate a short list of real goals that then become my resolution. And finally, I execute! Take this journey with me.
Ever wondered about the secret to genuine employee engagement? 'Unveiling the Secret Sauce: Cultivating Employee Engagement with Caring as the Recipe' breaks it down. Explore practical insights that demystify the path to fostering a workplace where genuine care fuels success. This isn't just an article; it's your guide to transforming workplace culture.
Few situations in life hit you hard and give you a bit of a reality check. In the wake of the upheavals brought by the COVID-19 pandemic, my recent observations have underscored a fundamental truth: people are the linchpin in the complex equation of success. Now, 3+ years later, as we navigate the new normal, the resilience, creativity, and adaptability of individuals have emerged as the driving force. Here are a few valuable lessons learned during these challenging times, emphasizing that, more than ever, it's the human spirit that not only endures but propels us toward innovation and growth.
Here's a thought...in the midst of the hustle and bustle of the modern business world, there's a fundamental, human element that anchors the entire equation: trust. This trust forms the equilibrium between employees and the companies they work for, and between customers and the companies they choose to engage with. It's the invisible thread that weaves the human touch into business relationships, fostering an atmosphere where collaboration and progress can thrive. Inspired by Stephen M. R. Covey , this article unpacks how trust underpins the synergy between employees and companies and the loyalty between customers and their chosen service providers, ultimately shaping the very essence of business success.
It's easy to overlook the critical role played by dedicated individuals who keep our customers satisfied and our operations running seamlessly in the fast-paced and ever-evolving world of business, where technology often takes center stage. National Customer Service Week (NCSW) serves as a vital reminder that exceptional customer service is not a solitary effort but a collective endeavor involving every department, including your IT team. Beyond the immediate benefits of providing excellent customer service, NCSW is an opportunity to foster a culture of recognition, celebration, and engagement within your organization. It's a week dedicated to acknowledging the tireless efforts of those who consistently go the extra mile to ensure customer satisfaction, and it underscores the fact that exceptional customer service is a shared responsibility. There's tangible significance to leveraging NCSW as a catalyst to instill a culture of appreciation and engagement, both essential for sustained success in today's competitive business landscape. I've celebrated this unique week with several teams over the last 2 decades, and found it to be part of the secret sauce to increasing engagement and a sense of purpose.
Let’s be honest: keynotes are why most leaders go in the first place. They set the tone, shape the narrative, and usually spark the “aha” moments we carry back to our teams.
The buzz around Amazon’s new five-day return-to-office (RTO) policy got me thinking. Not about whether RTO is good or bad—that debate is loud enough already—but about how we’re approaching it. Are we treating it like a checklist item or a chance to redefine the workplace experience?
It's so refreshing to finally hear more of the strategic conversations turn towards Customer Experience as the differentiator for businesses. Recently I've attended a slew of conferences and events where CIOs, CTOs and even CEOs sited CX as a core objective among their top objectives for this year and beyond! Read why.
There are so many places (gaps) in the process that I find make my customer journey, in many industries, way less than ideal. But it doesn't have to be that way. I think that in this digital age, and especially with AI, there has to be a way to consolidate, customize, personalize each person's experience. Imagine a world where you're treated as you want to be treated (no shortcut delivery, long windy roads, and pain). Ah...that would be Nirvana.
In recent years, the focus on Customer Experience (CX) has intensified. This is a positive shift, acknowledging the benchmark set by Amazon's industry disruption two decades ago. Many companies are now trying to replicate Amazon's success, searching for that elusive 'secret sauce.' However, the true key to exceptional CX lies in an often-overlooked factor: Employee Experience (EX).
This one came out of research conducted in order to present on this topic at the Visions CIO conference in late April in Las Vegas. Fundamentally, in order to innovate, you have to unleash people's minds and spirits, regardless of what age we're in. In the Age of AI, that Artificial Intelligence should serve as a super power, enabling employees, corporations and consumers to achieve their maximum potential.
